Solution
HSO and Microsoft partnered with the Texas agency to modernize citizen service delivery through a large-scale “No Wrong Door” initiative designed to create a unified, citizen-centered experience across programs and service channels. The solution centered on Microsoft Dynamics 365 Customer Service and Dynamics 365 Contact Center, supported by a centralized CRM foundation, unified customer engagement records, modernized case management, integrated contact center capabilities, AI-enabled support, and better cross-program collaboration. Rather than taking a “big bang” approach, HSO and Microsoft designed an incremental implementation path that could prove value early and support future expansion. The approach began with Customer Care as the first proof point, while establishing a common service foundation that could extend to additional divisions over time. The solution connected information from disparate systems while maintaining appropriate controls for sensitive data. It also supported a 360-degree view of customer interactions and modernized intake, routing, referral, and resolution processes across programs.
Results
The “No Wrong Door” initiative established a foundation for faster, more connected citizen service experiences. The model is expected to help citizens access services through multiple channels, reduce confusion, limit handoffs, improve referrals, and increase opportunities for one-touch resolution.
